Understand the judgement. Improve the outcome.
Quality starts with why an action was chosen and follows it through the conversation and the customer outcome. We examine the knowledge, intelligence and judgement behind the interaction, then use what happened to improve the next decision.
Find the failure that matters.
See where a customer need remains unresolved, why the service missed it and who can change the outcome. We connect the conversation to the judgement and the action behind it, so findings lead to accountable improvements.
The same view reveals recurring causes across customers. A missed billing correction needs a different response from a knowledge gap or an unsuitable recommendation. We direct each finding to the people who can act on it.
Assess the decision as well as the conversation.
These questions connect the reasoning to the customer outcome. Criteria and examples are calibrated to your service, policies and obligations.
| Principle | Question to assess |
|---|---|
| Judgement | Did the connected knowledge support the chosen action, timing and channel? Did new information change the response when it needed to? |
| Fairness | Was the response appropriate to the customer's circumstances and the authority available? |
| Clarity | Could the customer understand the answer and what happens next? |
| Resolution | Was the underlying need resolved, and what evidence establishes it? Where work remains, is it recorded as open with a named owner? |
| Care | Were signs of difficulty, vulnerability or distress recognised and handled appropriately? |
| Rules | Were relevant policies, permissions and service requirements followed? |
| Honesty | Were explanations accurate, limitations clear and promises within the service's control? |
Turn a finding into a verified improvement.
Show the evidence.
Retain the knowledge used, the relevant interaction, the decision and the reason for the finding. Show where the evidence was incomplete or an assumption needed checking.
Review the judgement.
Review the intelligence and treatment judgement as well as the language used. Route sensitive cases, low-confidence findings and disagreements to a qualified reviewer, and calibrate decisions across digital agents and people.
Identify the right response.
A training need belongs with coaching. A misleading letter or broken process needs the team able to change it. Record an agreed owner and next action.
Check whether it helped.
Track the customer's outcome and whether the same cause returns. Separate a completed action from evidence that the problem has reduced.
Give specialists the findings they can use.
A digital agent needs reliable knowledge and a route to expert help. A human agent needs the context and guidance to resolve the need. A billing or process owner needs the pattern behind recurring failure. Our quality reporting connects each finding to the person responsible for acting on it.
The service agreement defines review responsibilities and routes for challenging an assessment. Changes to scoring rules need testing and approval, with their effect understood before historical comparisons are made.
Assessments you can rely on.
Coverage is measured, including missing or incomplete records. Reviewing more conversations creates an opportunity to learn more; the value depends on assessment accuracy, useful human judgement and what changes as a result.
We test automated assessments against cases assessed by qualified reviewers before using them to guide coaching or service decisions. The review includes ambiguous conversations, sensitive circumstances and incomplete records. We examine important misses, false alarms and disagreements by issue type, and retest when the assessment criteria or underlying technology change.
Measure quality beyond the average score.
| Measure | What it helps establish |
|---|---|
| Assessment coverage | Assessed interactions as a share of the agreed eligible population and period. Show missing, incomplete and excluded records separately. |
| Assessment reliability | Agreement with qualified reviewers, important misses and false alarms by issue type. Use an independently reviewed set of cases, including sensitive and ambiguous situations. |
| Decision and handover quality | The relevance of the knowledge, appropriateness of the action and channel, and completeness of expert consultation, transfer context and guidance. |
| Resolution and repeat contact | Confirmed completion of the customer need, and further same-issue contact across the agreed channels and follow-up period. Keep open work distinct from resolution. |
| Recurring causes | The rate of a specific problem among customers exposed to its cause. Check whether the rate changes after corrective action. |
| Customer safeguards | Whether speed and cost improvements preserve fair treatment and appropriate support, including cases requiring specialist attention. |
